AI in Customer Success: Building Better Client Relationships
I don’t know about you, but sometimes it feels like every conversation about technology ends up back at AI. It’s going to transform marketing, revolutionise customer experience, maybe even replace some of the work we do.
There’s certainly a lot of hype, but we’re starting to see where AI adds value day to day.
For me, the most useful question is what we do with the time it gives us back. In Customer Success, that means more time to understand our clients, build relationships and help them achieve better outcomes.
AI is becoming part of how we work
At Clevertouch, AI is becoming a practical part of how we work every day.
We’re using it to take meeting notes and capture actions, so we can focus on the conversation without worrying about recording every word or missing a follow-up.
It also supports our reporting and documentation, bringing information together and helping us make sense of it. That gives us a better starting point and more time to apply our experience and judgement.
None of this is particularly futuristic, but I think that’s the point.
There is an important distinction here: AI can support our thinking, but we still need to question its output, decide what’s relevant and take responsibility for what we do next. That’s particularly relevant when we think about Customer Success.
AI brings efficiency. People bring understanding.
AI can process information quickly. We bring the context and expertise that make a client relationship stronger.
We don’t just know what a client has asked us to do today. We know their history, the challenges they’ve faced and what has or hasn’t worked before.
We understand how their teams are structured, sometimes going back two or three years! We know who has moved roles, who influences decisions and who signs them off.
We know which clients have been through a transformation programme or had three different marketing leaders in two years. We remember past frustrations, where we’ve worked harder to build trust and where our work has made a difference.
A customer data platform can bring information together, but a lot of what we know about a client comes from relationships, conversations and judgement built over time.
AI can help us capture and use that information. But it doesn’t automatically understand the history behind it or what it means for a particular client. Knowing what to do with it is a whole different ballgame.
Where experience changes the answer
Take something as fundamental as recommending the right martech platform. AI might suggest the best fit based on a set of requirements. Someone who knows the client brings a broader perspective.
We understand their existing martech stack, how their systems work together and the constraints they’re working within.
One platform might look like the obvious choice on paper, but create implementation challenges for that client. Another might integrate more effectively, better suit their team or offer a clearer route to their goals.
AI can help us assess the options. Our experience of the client, their technology and their business helps us make the right recommendation.
Turning efficiency into better customer experience
I think this is where AI becomes particularly valuable for Customer Success. We should be asking whether working faster helps us give clients a better experience.
For marketing leaders and customer-facing teams, the same question applies:
Is the time AI saves helping your team better understand customers and act on what they need?
The opportunities are practical:
- AI meeting notes let us focus on the conversation, with a clearer record of what was agreed and what happens next.
- Support with reporting gives us more time to interpret the findings and consider our recommendations.
- Bringing together previous activity and key themes helps us prepare more relevant questions for client meetings.
- Spotting frustrations in customer data earlier can help us address issues before they lead to client churn.
- Capturing and structuring knowledge helps preserve important information when someone changes role or moves on
AI can help bring the voice of the customer into our decisions by identifying themes in feedback. We still need to ask questions and act on what we hear.
That’s a much more valuable proposition than simply “AI makes us more efficient”. It’s about using that efficiency to create more capacity for customer focus.
The human touch still matters
Technology can know a lot about a client. But knowing about a client isn’t necessarily the same as knowing the client.
A good Customer Success team understands the history, personalities and internal pressures behind a relationship. You know when to look beyond the initial request, ask a different question or challenge an assumption.
That’s something AI should help us do better. It can create the first draft, bring together information and check our spelling (!). We still need to challenge the output, add context and take responsibility for our recommendations.
For me, the benefits of excellent customer service start with clients feeling heard and supported. AI gives us more time to build that trust and apply our experience to deliver better outcomes.
The question I’d encourage leaders to ask is:
What is the time we’re saving making possible for our customers?
